How to create a customer support template

A customer support template gives your team a reliable starting point for common conversations. It keeps important information consistent while leaving room for the agent to personalize the response.

The goal is not to make every reply sound robotic. It is to save time on the repeated parts so the agent can focus on the customer's actual problem.

Choose one situation

Start with a specific support situation, such as:

  • Acknowledging a new support request
  • Requesting more information
  • Explaining a common troubleshooting step
  • Confirming a refund
  • Following up after a problem is resolved
  • Sharing business hours

Avoid building one enormous template that tries to answer every possible question. That way lies a very long message nobody wants to edit.

Write the reusable message

Begin with the information that should stay the same.

Example:

Hi [Customer name],

Thanks for reaching out. I'm sorry you're having trouble with [Product or feature].

To help us investigate, could you please send us [Information needed]?

Once we have that information, we'll take a closer look and help you with the next step.

Best,
[Agent name]

Add variables

Turn the changing details into variables.

Useful customer support variables include:

  • Customer name
  • Product or feature
  • Order or account number
  • Issue type
  • Information needed
  • Next step
  • Agent name

Use a Text Field when the agent needs to type a unique answer. Use Multiple Choices when the team should select from approved options.

For example, an Information needed variable could offer:

  • A screenshot of the error
  • The exact error message
  • The name of the browser
  • The steps that caused the problem

Add conditional instructions when needed

If different answers require different paragraphs, use conditional blocks instead of placing every possible instruction in the same message.

For example:

  • If the customer uses Windows, show Windows instructions.
  • If the customer uses macOS, show macOS instructions.
  • If the issue happens in a browser, ask for the browser name.

Give the template a clear name

Use names that agents can understand quickly:

  • Support acknowledgment
  • Request browser details
  • Refund approved
  • Missing order information
  • Issue resolved follow-up

If your team has many templates, consider adding a consistent prefix:

  • Support: Request more information
  • Billing: Refund approved
  • Account: Password reset instructions

Test the complete reply

Before sharing the template:

  1. Complete every variable.
  2. Try every available choice.
  3. Check each conditional section.
  4. Open every link.
  5. Read the completed response as if you were the customer.
  6. Confirm that the message still makes sense when inserted into a real conversation.

Personalize before sending

A template is a starting point, not an automatic substitute for judgment.

Before sending:

  • Check the customer's name.
  • Remove irrelevant information.
  • Confirm that the instructions match the problem.
  • Add a personal sentence when appropriate.
  • Review dates, links, prices, and policy details.

The template handles the repeatable part. The agent still brings the human part.
